this scenario, one of them pointed out that, while looking for shoes, Lance, the sales associate showed nine pair of shoes. The store, however, didnt have the right size or
style for the author. As the author was leaving the store, another sales associate, Howard, suggested he call other Nordstrom stores
to see if the appropriate pair was in stock. Following the phone calls, Howard informed the author that, while the Nordstrom stores didnt have any in stock, he did find
the shoes at a Macys, which is effectively considered a Norstroms competitor. But instead of sending this woman to Macys, Howard had arranged for the shoes to be shipped overnight
to the womans home. He told her that while Macys would bill her for the shoes, Nordstrom would take care of the cost.
While the customer service interaction was remarkable enough in the situation, it was the following exchange that the author wasnt supposed to hear that astonished her. Howard had gone
back to Lance, and they were talking. "I cant believe you didnt work harder to find those shoes for her," Howard said. "You really let us down." (Chatman and Cha,
2002). The emphasis was on the "us" word, and the author was struck by how the rigorous detail to customer service is so strong at Nordstrom, that sales associates are
willing to support and upbraid one another, no matter what the level, if they cant uphold the norms. The authors pointed
out that Nordstrom is known, and prides itself, on outstanding customer service -- and somehow, the company is able to do it without rules or regulations (Chatman and Cha, 2002).
